was designed in three different PHASES, subdivided into STAGES, which evolve and complement one another.

REVIEW THE ASSESSMENT
RESULTS
BEHAVIOURAL MAPPING
UNDERSTANDING OF CONTEXT
CLASSIFICATION OF BEHAVIOURS
ASSESSMENT OF BARRIERS AND IMPACT
RESULTS

This is the stage for generating insights and team reflection on possible strategies to remove the identified sludges. The assessment carried out in Stage 4, along with the qualitative data collected from user observations, supports the prioritisation of interventions.

UNDERSTANDING OF CONTEXT

This is the first stage of the Exploratory Phase of the mapping process. Its purpose is to gather general information about the process context, understand the objectives, identify the actors involved, estimate the number of users served, and collect other important data.

ASSESSMENT OF BARRIERS AND IMPACT

This is the stage to assess the mapped behaviours in order to calculate the barriers in the user’s experience during their interaction with the service. At this stage, the impacts of these barriers will also be analysed, according to criteria related to the user’s emotions, cognitive load, and any potential non-completion of the journey, where applicable.

BEHAVIOURAL MAPPING

In this stage, the objectives are to identify the journey planned by the team responsible for the service and to understand the individual journeys of real users through observation and interviews.

REVIEW THE ASSESSMENT

The review stage is intended to validate the information recorded during the mapping, as well as the preliminary analysis of data and findings, in order to make adjustments, add or remove items, and proceed to the next stage.

CLASSIFICATION OF BEHAVIOURS

Here begins the Analytical Phase, developed based on the findings from the Behavioural Mapping. This stage aims to record each behaviour in the planned journey and determine the category to which it belongs. Based on this classification, the relevant issues will be selected for the next stage: Assessment of Barriers and Impact.
